CHAPTER ONE

INTRODUCTION

1.1 Background of the study

In today’s dynamic business environment, retaining existing customers has become a crucial factor for sustainable growth and profitability. Customer loyalty strategies have emerged as a prominent approach to achieve this objective by rewarding customers for their patronage and cultivating long-lasting relationships. These strategies offer a multitude of benefits, including increased customer lifetime value, reduced customer churn, and positive word-of-mouth marketing. Despite the widespread adoption of customer loyalty strategies, their effectiveness remains a subject of debate. Some studies have shown a positive correlation between loyalty strategies and customer retention, while others have indicated limited or no impact. This inconsistency in findings highlights the importance of understanding the factors that contribute to the success or failure of such strategies.

In terms of strategy design, respondents expressed a preference for tiered strategies that offer increasing rewards based on spending levels. They also valued strategies with clear and straightforward rules and redemption processes. Strategy complexity was identified as a major deterrent, with respondents expressing frustration over overly complicated strategies that are difficult to understand and navigate. Regarding rewards, respondents were most attracted to strategies that offer a variety of reward options, including discounts, cash back, and exclusive experiences. They also appreciated strategies that allow them to redeem rewards quickly and effortlessly. Reward fatigue emerged as a concern, with respondents suggesting that strategies should periodically refresh their reward offerings to maintain engagement and excitement.

Communication plays a pivotal role in the effectiveness of loyalty strategies. Respondents emphasized the importance of receiving regular updates on their account status, reward earning progress, and upcoming promotions. They also preferred communication channels that are convenient and accessible, such as email, mobile apps, and social media platforms. Ineffective communication was identified as a significant barrier to loyalty strategy success, with respondents expressing frustration over irrelevant or untimely communications. Customer loyalty strategies have become increasingly important in today’s competitive business environment. Indian companies are increasingly using loyalty strategies to retain customers and increase sales. However, the effectiveness of customer loyalty strategies depends on a number of factors, including strategy design, customer perception, and the competitive environment (Lakshman & Faiz, 2021).

Loyalty strategies can be an effective tool for retaining customers, but only if they are designed and implemented effectively (Agarwal & Singh, 2021). Several mediating factors explain the relationship between loyalty strategies and customer retention, including customer satisfaction, trust, and brand loyalty (Kumar & Rana, 2022).

A study on the effectiveness of customer retention strategies in the Cameroon  hospitality industry found that these strategies have a positive and significant impact on customer satisfaction, customer loyalty, and intention to repurchase. The study also identified several factors that influence the effectiveness of loyalty strategies in the hospitality industry, including strategy design, customer perception, and service quality (Mishra & Singh, 2022). Positive emotions, such as satisfaction, trust, and attachment, lead to a more favorable brand perception and higher purchase intentions. Conversely, negative emotions, such as dissatisfaction, distrust, and anger, lead to a less favorable brand perception and lower purchase intentions (Gupta & Kumar, 2023).

The use of loyalty programs as a powerful tool of relationship marketing is becoming popular to encourage customer loyalty. (Roking 2005). The use of loyalty programs can introduce benefits to both customers and companies. Customer loyalty is an important issue for the success of any retail organization, because it is known that drawing new customers is more expensive than keeping existing ones.( 2012) Singh & Imran (2012) estimate that on average online retailers lose 25% of their customers every year, and a small increase in customer retention can increase profits by more than 25%. Relationship marketing aims to create life time customers because when customers have a relationship with a company, they are ready to forget any other competitors offer. Customers are motivated to do that because it gives them a greater efficiency in decision making, reduces the information processing, achieves a greater cognitive consistency in decisions, and reduces the perceived risks associated with future decisions. (Singh & Imran 2012)

To build loyal customers companies use several types of loyalty programs. 57% of airlines and 41% of hotel chains reward consumers for a range of engagement behaviors. A typical approach uses Platinum, Gold and Silver tiers, typically based on purchase volumes. (Shaw Ray, 2015) In spite of the fact that the average US household has over 21 loyalty program memberships, fewer than half of these are active. Key reasons for that are loyalty programs include lack of reward relevance, rigid reward structures, and poor quality customer service. More than half of consumers admitted that they had abandoned at least one loyalty program according to a survey and social media scanning by Consulting Date. However, Loyalty programs need to be designed with more targeted rewards, differ according to different groups of members based on their value, and they need to provide greater value at higher customer value tiers, by rewarding best customers to encourage higher spending levels. In order to do that the organization needs to understand their customer’s needs and behaviors, by creating customer profiles with relevant data on customer interactions to have a complete picture of a customer’s preferences. (Ray Shaw, 2015).

The importance of customer retention has been underscored by research, which suggests that acquiring new customers can be up to five times more expensive than retaining existing ones (Kotler & Armstrong, 2010). Customer loyalty, a closely related concept, refers to the degree to which customers are committed to a particular brand or company (Oliver, 1999). Loyal customers are more likely to repurchase, recommend, and advocate for a brand, thereby contributing to its growth and profitability (Kumar & Shah, 2004).

Various customer retention strategies have been employed by businesses to foster loyalty and retain customers. These strategies include personalization (Peppers & Rogers, 1993), rewards and loyalty programs (Dowling & Uncles, 1997), effective communication (Morgan & Hunt, 1994), and exceptional customer service (Parasuraman et al., 1985). Despite the importance of customer retention and loyalty, there is limited understanding of the effectiveness of various customer retention strategies in driving consumer loyalty. This study aims to investigate the effectiveness of using various customer retention strategies on consumer loyalty, with a focus on identifying the most effective strategies and their impact on customer loyalty.

In Cameroon’s dynamic and increasingly competitive business landscape, Small and Medium-sized Enterprises (SMEs) play a critical role in fostering economic growth, reducing unemployment, and alleviating poverty. According to the Ministry of Small and Medium-sized Enterprises, Social Economy and Handicrafts (MINPMEESA), SMEs account for over 90% of Cameroon’s enterprises, contribute 36% to GDP, and employ over 60% of the active labor force (MINPMEESA, 2021). Despite their importance, SMEs in Cameroon, particularly in urban centers such as Bamenda, face significant challenges in maintaining consistent revenue streams, largely due to high customer attrition and a lack of robust customer retention strategies.

Customer retention is especially crucial in the context of Bamenda, where frequent political instability and economic uncertainty have disrupted consumer behavior and loyalty patterns. Nfor (2020), in a study conducted in the North West Region, revealed that over 65% of SMEs lost customers within one year of their first purchase, mainly due to poor post-sale follow-up, limited communication, and lack of loyalty programs. This calls into question the effectiveness of existing customer retention strategies among SMEs in the region.

Several researchers have highlighted that effective customer retention strategies such as loyalty programs, personalized services, regular communication, and feedback mechanisms are directly linked to improved consumer loyalty and business sustainability. For instance, Tanyi and Acha (2019) found that SMEs in Cameroon that implemented structured loyalty programs saw a 28% increase in repeat purchase rates within six months. Moreover, Neba & Akoh (2021) emphasized that the use of personalized communication and customer appreciation events significantly enhanced consumer trust and emotional attachment, leading to higher customer retention scores (mean = 4.1 on a 5-point Likert scale).

However, the implementation of these strategies among SMEs in Bamenda remains fragmented and often informal. Many business owners lack both the knowledge and digital tools necessary to systematically monitor and evaluate customer loyalty. Mbah and Fon (2022) noted that only 37% of SMEs in Bamenda use customer relationship management (CRM) systems, and of these, less than half track customer feedback or loyalty metrics regularly. This gap highlights the need to empirically assess which customer retention strategies are most effective in driving loyalty in the unique socioeconomic and cultural context of Bamenda.

Furthermore, in the face of economic shocks such as the COVID-19 pandemic and ongoing sociopolitical unrest, retaining existing customers has become even more important for SMEs seeking resilience. Awasom & Tita (2022) reported that SMEs that adopted digital loyalty programs and enhanced customer communication during the crisis recorded a 15–20% improvement in customer retention, compared to their counterparts that did not. Despite this growing body of evidence, there is still limited localized research focusing specifically on the effectiveness of different customer retention strategies on consumer loyalty in the SME sector of Bamenda. This study, therefore, aims to fill that gap by critically analyzing various retention strategies such as loyalty rewards, customer feedback integration, and quality service delivery and their impact on consumer loyalty among SMEs in the region.

1.2 Statement of the Problem

In the increasingly competitive and saturated business environment of Cameroon, particularly in Bamenda, Small and Medium-sized Enterprises (SMEs) face mounting challenges in maintaining a loyal customer base essential for long-term survival and profitability. Research underscores the critical role of customer retention strategies such as personalization, effective communication, and well-structured reward systems in driving consumer loyalty (Kotler & Keller, 2016). Njeru and Ngugi (2014) highlight that firms adopting personalized service delivery and consistent client communication often enjoy stronger customer trust and higher repeat patronage. However, in the Cameroonian context, particularly in Bamenda, many SMEs exhibit limited awareness or inconsistent application of these strategies, leading to fragile customer relationships and unpredictable sales performance (Nchifor & Njang, 2021).

Despite growing attention to customer retention, there remains a lack of localized empirical evidence on the effectiveness of these strategies among SMEs in Bamenda. While some SMEs implement loyalty programs and enhanced communication channels, the real impact of strategies such as personalization, communication quality, and reward systems on customer loyalty within this socio-economic setting remains unclear. This knowledge gap is concerning, considering that SMEs account for over 36% of Cameroon’s GDP and employ more than 60% of its labor force (MINPMEESA, 2022). Moreover, in crisis-prone regions like Bamenda, where socio-political unrest frequently disrupts economic activity, effective customer retention becomes even more crucial to sustaining business operations and promoting resilience.

The primary objective of this study is to explore the effectiveness of customer retention strategies in enhancing consumer loyalty among SMEs in Bamenda. Specifically, the research seeks to examine how personalization practices such as tailored service offerings and individualized customer attention affect consumer loyalty within this regional context. Furthermore, the study aims to assess the role of communication quality, including clarity, frequency, and responsiveness, in fostering stronger relationships between SMEs and their clients. In addition, it evaluates the impact of reward systems, such as loyalty cards or incentive programs, on encouraging repeat patronage and building customer trust. By investigating these three core areas, the study intends to provide actionable insights that can guide SME owners and managers in Bamenda toward more effective customer retention strategies tailored to the region’s unique challenges and consumer expectations.
