The global hospitality industry is a cornerstone of economic activity, encompassing a wide range of businesses that cater to the needs of travelers and tourists, as well as local residents seeking leisure and comfort (Godhaer & Richtie, 2012). At the heart of this dynamic sector lies the critical concept of guest satisfaction, the extent to which a customer’s experience meets or exceeds their expectations (Oliver, 1980). Indeed, in the modern competitive landscape, providing exceptional guest experiences is no longer a luxury, but a necessity for hotels aiming to cultivate customer loyalty, secure repeat business, and foster positive word-of-mouth marketing—all of which are directly linked to enhanced profitability (Fornell, 1992; Kandampully, 2000).
In today’s increasingly connected world, the proliferation of online platforms has transformed the way consumers research, book, and share their travel experiences (O’Connor, 2008). This has created a highly competitive environment where hotels must consistently monitor, understand, and respond to their customers’ needs. Online customer reviews have become powerful drivers and influencers of consumer behavior, significantly influencing potential guests’ decision-making processes (Sparks & Browning, 2011). Therefore, understanding perceptions is paramount for hotels to not only meet but also exceed expectations of their visitors. The ability to proactively address negative feedback and reinforce positive aspects of the experience has become an essential skill for all hotel managers (Anderson & Mittal, 2000). The importance of effective management of online reputation is also vital for achieving financial success (Ye, Law, Gu, & Chen, 2011).
Specifically focusing on the context of Bamenda, a vibrant city in the Northwest Region of Cameroon, the hospitality sector presents a unique blend of opportunities and challenges. As a significant attraction and gateway to the region’s diverse cultural and natural attractions, Bamenda attracts a mix of business travelers, domestic tourists, and international visitors (Nfor & Ngui, 2017). However, the hospitality entrepreneur’s local culture and scenic landscapes face significant operational constraints, including limited access to technological resources, a lack of significant operational constraints, including limited access to technological resources, a lack of skilled personnel, poor infrastructure, and a lack of modern systems for customer management (Tchounga, 2020). Many local hotels in Bamenda are small businesses, with limited experience in managing online reviews and feedback.
In this specific context, customer feedback, encompassing online reviews, surveys, direct comments, and other forms of guest opinions, represents an invaluable, yet often underutilized, resource for local hotels striving for improvements. Guest feedback provides direct, actionable insights into the quality of service delivery, the effectiveness of operational procedures, and the areas that are perceived as strengths or weaknesses by the customers (Parasuraman, Zeithaml, & Berry, 1988). A thorough analysis of this feedback can enable hotels to identify areas needing improvement, adapt their services to meet the specific needs of their clientele, and ultimately enhance overall guest satisfaction. This is particularly important in developing countries, where many small hotels do not have the resources to employ dedicated staff to do this task effectively.
Furthermore, in the age of social media and online review platforms, a hotel’s reputation is built and maintained by the direct opinions and experiences shared by its guests. The public visibility of guest feedback makes it crucial for hotels to actively solicit, monitor, and respond to online reviews, both positive and negative. Failure to address negative comments in a timely and professional manner can potentially lead to a decline in occupancy rates, reduced customer loyalty, and ultimately, diminished business performance (Berezina, Cobanoglu, Miller, & Okumus, 2012). However, many local hotels in Bamenda lack the required resources and knowledge to manage their online presence effectively and to utilize customer feedback strategically (Tchounga, 2020). This is a key factor that limits growth and performance in the region.
This research is therefore motivated by the need to address the existing gaps in the Bamenda hotel sector. By systematically analyzing customer feedback from selected hotels in Bamenda, this study aims to identify the primary drivers of guest satisfaction and dissatisfaction and to propose practical strategies that local hotels can implement to enhance their services and operations. The research intends to provide evidence-based insights that will empower hotel owners and managers to make informed decisions, improve their guest experiences, and strengthen their businesses’ overall performance and competitiveness. Ultimately, the goal of this study is to contribute to the growth and sustainability of the local hospitality industry in Bamenda, enabling it to effectively serve its visitors and bolster the local economy.
In the hospitality industry, customer satisfaction remains a critical determinant of business success, customer loyalty, and competitive advantage. However, in many developing cities like Bamenda, hotels often struggle to consistently meet guest expectations due to gaps in service delivery, miscommunication, and poor handling of customer complaints (Ndi, 2022). Customer feedback serves as an important mechanism for identifying service deficiencies and aligning hotel operations with customer needs. Globally, hotels have increasingly relied on structured feedback systems such as online review platforms, real-time surveys, and social media monitoring to gather valuable insights into customer experiences (Zhao et al., 2023). While such practices have become the norm in more developed markets, their adoption and effective use in Cameroonian hotels remain limited or underutilized. Many hotels in Bamenda still rely heavily on informal or traditional feedback methods, such as verbal complaints at the reception, which are often undocumented or ignored, thereby limiting their ability to implement corrective measures.
Efforts have been made in some hotels within Bamenda to collect feedback through suggestion boxes and WhatsApp channels; however, these methods often lack systematic follow-up or integration into decision-making processes. Additionally, although some hotel managers acknowledge the importance of customer feedback, many do not use it proactively to improve service delivery, partly due to a lack of digital infrastructure, training, or a formal customer relationship management system (Tanyi & Fonyuy, 2021). The current state of customer feedback utilization in selected hotels in Bamenda appears fragmented and reactive rather than strategic and customer-centric. This underutilization contributes to low customer retention rates, frequent complaints, and negative online reviews that damage hotel reputations. Given the growing competition and the increasing expectations of hotel guests especially with the rise of digital platforms where experiences are publicly shared understanding how various feedback channels influence guest satisfaction is essential. This study is thus motivated by the need to critically analyze how hotels in Bamenda collect and use customer feedback across different platforms and how these practices affect guest satisfaction, with the aim of recommending more effective strategies for feedback management and service improvement.
