Abstract
Customer Relationship Management (CRM) practices have become vital for the success of businesses in the hospitality industry, particularly in enhancing guest experiences, fostering loyalty, and driving profitability. This study investigates the CRM practices of selected star hotels in the Fako Division of Cameroon, aiming to evaluate their effectiveness, identify challenges, and recommend strategies for improvement.
The research employs a mixed-methods approach, combining quantitative surveys and qualitative interviews to provide a comprehensive analysis of CRM practices in the selected hotels. A structured questionnaire was distributed to staff members across various departments—front desk, marketing, and management—to assess their understanding and implementation of CRM strategies. Additionally, in-depth interviews with hotel managers provided insights into the strategic objectives and challenges associated with their CRM systems.
Findings reveal that the selected star hotels in Fako Division have adopted several CRM practices aimed at improving customer satisfaction and loyalty. These include personalized communication, loyalty programs, and feedback mechanisms to gather guest opinions and enhance service delivery. Hotel staff demonstrated a strong awareness of the importance of CRM in cultivating long-term relationships with guests, and the implementation of digital tools for data management has facilitated the effective tracking of customer preferences and behaviors.
However, the study also identifies significant challenges in the CRM practices of these hotels. Key issues include insufficient training for staff on CRM systems, limited technological infrastructure, and inadequate data analysis capabilities. Many hotels struggle to leverage customer data effectively, which hampers their ability to tailor services to individual guest needs. Additionally, some employees expressed concerns about the lack of a cohesive CRM strategy, leading to fragmented customer interactions and missed opportunities for enhancing guest experiences.
The research concludes with actionable recommendations for the selected star hotels in Fako Division to strengthen their CRM practices. Suggestions include investing in staff training to improve understanding and utilization of CRM tools, enhancing technological infrastructure to support data collection and analysis, and developing a comprehensive CRM strategy that aligns with the overall business objectives of the hotels. By addressing these challenges, hotels can improve their ability to build and maintain meaningful relationships with customers, ultimately leading to increased guest satisfaction and loyalty.
This assessment contributes to the body of knowledge on CRM practices in the hospitality sector, providing valuable insights for hotel management in Fako Division and similar contexts. Effective CRM implementation will not only enhance operational efficiency but also position these hotels as competitive players in the evolving Cameroonian hospitality market.
