Abstract

This study investigates the impact of customer complaints on marketing performance at MTN Buea, Cameroon. In the telecommunications industry, where competition is fierce and customer satisfaction is crucial, addressing customer complaints effectively is essential for maintaining a strong market position. Customer complaints, when managed appropriately, can provide valuable insights into service gaps and areas for improvement, ultimately influencing the overall marketing performance of a company.

The research employs a mixed-methods approach, combining quantitative data from customer satisfaction surveys with qualitative data from interviews with MTN Buea’s customer service and marketing teams. The study aims to understand the nature of customer complaints, how they are handled, and their subsequent impact on customer retention, brand reputation, and sales performance.

Findings indicate that customer complaints significantly affect marketing performance. The study reveals that unresolved or poorly managed complaints lead to decreased customer satisfaction, higher churn rates, and a negative perception of the brand. Conversely, when complaints are addressed promptly and effectively, customers are more likely to remain loyal to the brand, even recommending it to others, which enhances brand reputation and contributes to increased sales.

The research highlights that common complaints at MTN Buea include network issues, billing errors, and poor customer service experiences. The study finds that customers expect timely resolutions and clear communication regarding their complaints. When these expectations are met, there is a noticeable improvement in customer satisfaction and retention, which positively influences marketing performance.

Additionally, the study examines the role of feedback loops in the complaint management process. It suggests that integrating customer feedback into marketing strategies can help MTN Buea tailor its services to better meet customer needs, thereby reducing the frequency of complaints and improving overall service quality. The research also emphasizes the importance of training customer service personnel in effective communication and problem-solving skills to enhance the complaint resolution process.

In conclusion, the study underscores the critical role that customer complaint management plays in the marketing performance of MTN Buea. Effective handling of complaints not only improves customer satisfaction and loyalty but also strengthens the company’s market position by enhancing its brand reputation and driving sales growth. The research recommends that MTN Buea invest in robust complaint management systems and regularly train its staff to ensure complaints are resolved efficiently and positively impact the company’s marketing outcomes.
