ABSTRACT
This study investigates the impact of ATM service quality on customer satisfaction in commercial banks in Cameroon, focusing on the cities of Buea, Douala, and Yaoundé. With the increasing reliance on ATMs for banking transactions, understanding the factors that influence customer satisfaction is crucial for banks to enhance service delivery and maintain a competitive edge. The study examines key dimensions of ATM service quality, including reliability, functionality, ease of use, security, and availability. Through a mixed-methods approach, including surveys and interviews with bank customers, the research identifies the primary concerns and expectations of users regarding ATM services. The findings indicate that reliability and functionality are critical to ensuring a positive customer experience, as frequent malfunctions and service interruptions significantly detract from satisfaction. Ease of use, particularly in terms of interface design and language options, is also vital in accommodating a diverse customer base. Security measures, such as encryption and surveillance, are essential in building trust and ensuring safe transactions. Furthermore, the availability of ATMs, particularly in high-demand areas, impacts customer satisfaction by reducing wait times and enhancing accessibility. The study concludes that improving these aspects of ATM service quality can lead to higher levels of customer satisfaction, thereby fostering greater customer loyalty and retention in the competitive banking sector of Cameroon.

Chapter One: Introduction
1.1 Background of the Study
The rapid adoption of Information and Communication Technology (ICT) has transformed various sectors globally, including the banking industry. In Cameroon, particularly in the cities of Buea, Douala, and Yaoundé, the introduction and expansion of Automated Teller Machine (ATM) services have been pivotal in enhancing banking convenience and accessibility for customers. As financial institutions strive to meet the evolving demands of their clients, understanding the impact of ATM service quality on customer satisfaction becomes critical for maintaining competitive advantage and customer loyalty.
Historically, banking in Cameroon was a predominantly manual process, with customers having to visit physical bank branches to conduct transactions. The introduction of ATMs in the late 20th century marked a significant shift towards automation in the banking sector. These machines allowed customers to perform basic banking transactions such as cash withdrawals, balance inquiries, and fund transfers without the need for direct interaction with bank staff (Ngaruiya, 2013). This development aimed to enhance service efficiency and reduce congestion in banking halls.
As the adoption of ATMs became widespread, the focus shifted towards improving the quality of these services. The reliability of ATM machines emerged as a fundamental aspect of service quality. Frequent breakdowns and network issues can lead to customer frustration and dissatisfaction. According to a study by Saleem and Rashid (2011), the reliability of banking services is a crucial determinant of customer satisfaction. Ensuring that ATMs are consistently operational and well-maintained is essential for fostering a positive customer experience.
Functionality is another critical dimension of ATM service quality. ATMs need to offer a range of functionalities that meet the diverse needs of customers. Beyond basic transactions, features such as bill payments, mini-statements, and account transfers enhance the utility of ATMs. Research by Olatokun and Igbinedion (2009) highlights that the breadth of services available on ATMs can significantly influence customer satisfaction. In Cameroon, financial institutions have been gradually expanding the functionalities of their ATMs to cater to a broader spectrum of customer needs.
The ease of use of ATM interfaces is paramount in ensuring a positive customer experience. User-friendly interfaces that are intuitive and easy to navigate are particularly important in accommodating customers with varying levels of technological proficiency. A study by Yousafzai et al. (2012) found that the perceived ease of use of technology significantly impacts customer satisfaction and acceptance. In Buea, Douala, and Yaoundé, banks have invested in designing ATM interfaces that are straightforward and accessible to all users.
Security concerns are a major factor affecting customer satisfaction with ATM services. Issues such as card skimming, fraud, and theft pose significant risks to customers. Financial institutions have implemented various security measures, including encryption technologies, secure PIN entry systems, and surveillance cameras at ATM locations, to protect users (Zhao et al., 2008). Ensuring robust security measures is essential in building trust and confidence among customers using ATM services.
The availability of ATMs is also a crucial aspect of service quality. In urban centers like Douala and Yaoundé, where the population density is high, the demand for ATM services is significant. Long queues and limited access can detract from the convenience that ATMs are supposed to offer. A study by Joseph and Stone (2003) emphasized that the strategic placement and availability of ATMs play a vital role in customer satisfaction. Banks in Cameroon have been expanding their ATM networks to ensure adequate coverage and reduce wait times for customers.
Furthermore, the integration of ICT in banking has brought about a need for continuous adaptation and improvement of ATM services. As new technologies emerge, financial institutions must stay abreast of these developments to enhance their service offerings. According to a report by the World Bank (2016), the rapid evolution of ICT requires banks to be agile and responsive to technological advancements to meet customer expectations effectively. This ongoing evolution presents both challenges and opportunities for banks in Cameroon.
Customer expectations regarding ATM services have also evolved over time. With increasing competition in the banking sector, customers have become more discerning and demanding. They expect high-quality, reliable, and secure services that provide value and convenience. Meeting these expectations is essential for banks to retain their customer base and foster loyalty. A study by Amin (2016) underscores the importance of aligning service quality with customer expectations to achieve higher satisfaction levels.
In conclusion, the impact of ATM service quality on customer satisfaction in commercial banks in Cameroon, particularly in Buea, Douala, and Yaoundé, is multifaceted. The historical shift from manual to automated banking processes, coupled with the ongoing advancements in ICT, has transformed the banking experience for customers. As financial institutions continue to enhance the reliability, functionality, ease of use, security, and availability of their ATM services, understanding and addressing the factors that influence customer satisfaction remains crucial. This study aims to provide valuable insights into these dynamics, contributing to the broader discourse on banking service quality and customer satisfaction.
Problem statement
The quality of Automated Teller Machine (ATM) services significantly influences customer satisfaction in the banking sector. In Cameroon, particularly in the major cities of Buea, Douala, and Yaoundé, the reliance on ATM services has increased as customers seek convenient and efficient banking solutions. However, despite the widespread adoption of ATMs, there are persistent issues related to their service quality that affect customer satisfaction.Customers frequently encounter problems such as ATM malfunctions, limited machine availability, security concerns, and user-unfriendly interfaces. These issues lead to frustration, inconvenience, and mistrust, potentially driving customers away from their banks. Moreover, the competition among commercial banks in these urban centers is intensifying, making it imperative for banks to understand and address the factors impacting customer satisfaction with ATM services.While some studies have explored aspects of ATM service quality, there is a lack of comprehensive research focusing on the specific context of Cameroon’s major cities. The unique socio-economic and technological environment of Buea, Douala, and Yaoundé necessitates an in-depth examination of how ATM service quality influences customer satisfaction in these regions.This study aims to fill this gap by investigating the key dimensions of ATM service quality—reliability, functionality, ease of use, security, and availability—and their impact on customer satisfaction in commercial banks in Buea, Douala, and Yaoundé. Understanding these relationships will provide valuable insights for banks to enhance their ATM services, ultimately improving customer satisfaction and loyalty in the competitive banking sector of Cameroon.
